Glass Passes Our Check but Customer Points at Flaws: Reading In-Spec Decision Tree
Why this matters
A pane passes the crew's inspection: no streaks at normal viewing distance, no spotting, edges clean, frame dry. The customer walks up to the pane, places their face six inches from the glass at a low sun angle, and points to a small mark and says "you missed this." Sometimes the mark is a defect the crew genuinely missed. More often it is a permanent feature of the glass itself: a manufacturing inclusion, a small chip, a fabrication mark, weather etch, or a coating scratch that predates the clean. The decision tree below routes "in-spec but flagged" reports to the right answer without re-washing every pane in the home.
The reason this matters: chasing every pointed-out mark with a re-wash teaches the customer that anything visible at any viewing distance is a defect the company owes. That is not the industry standard. ASTM and the IWCA both define glass-quality acceptance by viewing distance and angle. Setting the conversation against a documented standard protects the crew's time and gives the customer a fair, transparent answer.
Step 1: Distance and angle test
Stand the customer back to the standard residential viewing distance: approximately three feet from interior glass, ten feet from exterior glass. View the pane at a normal angle (not raking light). If the mark is invisible at that distance, the pane is in-spec under the common acceptance standard and the conversation moves to Step 5.
If the mark is still visible at the standard distance, route to Step 2 to characterize the defect.
The distance-and-angle test is the foundational diagnostic. Marks visible only at six-inch raking-light inspection are not workmanship defects in either ASTM C1036 (flat glass) or IWCA I-14.1 guidance.
Step 2: Characterize the defect
With a flashlight at a low angle and a fingernail or a wooden pick, probe the mark. The decision routes to one of five categories:
- Soil that wipes off with a damp microfiber: the crew missed it. Re-wash the affected pane. Route to Step 6.
- A mark you can feel with a fingernail but cannot wipe away: a chip, scratch, or fabrication defect. Permanent. Route to Step 3.
- A mark with no tactile profile that does not wipe but disappears when the glass is misted: a deposit bonded to the glass surface (mineral, silica scale, paint overspray). Route to Step 4.
- A mark that appears between two panes (insulated glass): seal failure, fogging, or inter-pane debris. Permanent until the unit is replaced. Route to Step 3.
- A faint cloud or rainbow under polarized sunglasses only: heat-strain birefringence in tempered glass. Manufacturing feature, not a defect. Route to Step 5.
Step 3: Document the permanent defect
For permanent defects, photograph the mark with a measuring scale (a coin or a ruler) so the office has a dated record. Mark the location on a sketch or a tagged photo of the pane. Explain to the customer that the mark is permanent and not a cleaning issue, and offer two paths: live with it, or contact the glazier or builder for replacement.
A common subset is insulated-glass unit (IGU) seal failure showing as a faint fog or moisture between the two panes. The fog is invisible while the day is cool and bright at the time of cleaning, but blooms in humid afternoon conditions. Document with a photo at the worst time of day if possible. IGU seal failures are warrantable through the glass manufacturer, not the cleaning company.
Step 4: Bonded deposit decision
For deposits that do not wipe but disappear when wet (Step 2 third category), the defect is bonded to the glass and routine cleaning cannot lift it. Common causes: hard-water deposits from a sprinkler, silicate weathering on aged glass, paint overspray from a recent contractor, or concrete splatter from a nearby pour.
Offer hard-water restoration or paint-overspray removal as a separately priced service. Do not attempt the restoration as part of the routine clean: it is a different scope, different chemistry, and different liability. Tempered glass scratches more readily than annealed under the abrasive methods used in restoration, and the customer must sign off on the scope.
Never restore deposits on tempered glass with razor blades or aggressive abrasives without a separate signed scope of work. Tempered glass with embedded fabrication debris can scratch under razor work even when used by trained technicians. Confirm temper status from the corner stamp before any restoration work and route restoration to a specialist if in doubt.
Step 5: Set the expectation against a standard
For in-spec marks, hold the conversation at the pane with the standard in hand. The plain-English version:
- ASTM C1036 (Standard Specification for Flat Glass) defines visual quality by viewing distance and the angle of incident light.
- The IWCA's I-14.1 industry guidance aligns with ASTM on the principle that defects must be evaluated at normal viewing distance, not at close inspection with raking light.
- Marks visible only at six-inch face-to-glass inspection or only under polarized sunglasses (heat-strain pattern) are not workmanship defects.
This conversation rarely produces an angry customer when held respectfully at the pane. The customer almost always wants the answer to be reasonable; what they object to is being dismissed without a reason.
Step 6: Re-wash only what was missed
If Step 2 found that some of the flagged marks are wipe-off soil, re-wash those specific panes. Do not re-wash the panes that were correctly cleaned and were flagged for in-spec marks; that confuses the message and signals that the customer's six-inch inspection is the standard.
After the re-wash, walk the customer through the affected panes at the standard viewing distance and confirm the result.
Step 7: Update the account record
Record the diagnosis, the action taken, and the photo evidence. If the customer has a history of close-inspection callbacks, flag the account so the next route packet includes a brief expectation-setting conversation at the start of the visit. The customer who knows the standard before the work begins is less likely to feel surprised after.
