Customer Tried to Fix It First Then Called: DIY-Induced Decision Tree

Why this matters

A job that started as a customer DIY attempt is not the same job that was originally posted. The original fault may still be present, may have been partially addressed, or may have been replaced by a different fault that the attempt created. Pricing, scope, and warranty all shift. The first ten minutes on site should not be spent fixing the visible problem; they should be spent reconstructing what the customer touched, in what order, and with what tools.

Step 1: Ask the open-ended question first

Lead with "walk me through what you tried" and let the customer narrate. Do not start with "did you?" questions; they bias answers. Listen for tool names, fastener types, time on task, and whether power was off. The narration also surfaces the moment the customer noticed something was worse, which is your most valuable diagnostic input.

Take notes. The first ticket of a DIY-induced visit often becomes a billing conversation later; a contemporaneous record of what the customer reported they did is the only defense against scope drift after the fact.

Step 2: Categorize the DIY action class

Sort the attempt into one of these classes, because each produces a different secondary-damage pattern:

  • Disassembly without reassembly: removed cover, dropped fastener inside, cannot reassemble. Risk is missing parts and lost orientation.
  • Substitution: used the wrong fastener, wrong anchor, wrong gasket, wrong sealant. Risk is delayed failure under load or thermal cycle.
  • Over-tightening or over-force: stripped threads, cracked plastic, deformed seat. Risk is the part the customer touched is now scrap.
  • Wrong-tool damage: pliers on a nut that needed a wrench, screwdriver as a chisel, hammer on a finish part. Risk is cosmetic damage extends past the work area.
  • Partial cure or wet condition: caulked over a wet surface, painted over dust, glued without clamp. Risk is failure within days or weeks.
  • Energized work: tried to fix a switch, outlet, or fixture with power on. Risk extends well beyond the customer's symptom.

Step 3: Inspect the area for collateral damage before agreeing to scope

The customer's mental model is "fix the original problem." Yours has to include "find anything else they nicked, gouged, kinked, or stripped." Walk the immediate area with a flashlight. Common collateral findings:

  • Adjacent finish damage: drywall paper torn from forcing an outlet box, paint chipped from misaligned cover plate, casing dented from prying.
  • Hidden water damage: silicone bead applied over an already-leaking joint that has been wicking behind a tile or panel for days.
  • Stripped threads on a still-installed fastener that will fail on the next service.
  • Live wires nicked or pulled off a backstab connection.
  • Anchor holes oversized in drywall from multiple attempts, no longer holding the new anchor.

Step 4: Re-scope the job before lifting a tool

Once collateral damage is mapped, the original quote is stale. Pause and present the customer with two things: the original symptom you can still address, and the new conditions the attempt created. Be specific. "The faucet still drips, which we discussed, and also the supply nut is now cross-threaded so we will replace the supply line. The original quote covered the cartridge; the supply line is added time and materials."

This is uncomfortable for new customers but vastly preferable to discovering the change at invoice time. A short written change order signed at the start of the visit prevents the dispute later.

Step 5: Decide whether to undo the DIY first

Some DIY attempts must be reversed before the real repair can proceed:

  • Silicone applied to a joint that needs to be replaced: scrape, solvent-clean, allow surface to dry before new seal.
  • Wrong-size anchor in drywall: enlarge to a toggle or move to a stud; do not stack anchors.
  • Cross-threaded fitting: replace the fitting, not the supply line alone; threads cannot be chased back to spec.
  • Paint over rust or mildew: scrape, clean, prime; painting on top extends the warranty problem to your name.

Reversing the attempt is billable. Frame it as part of the fix, not as criticism of the customer.

Step 6: When to refuse the original scope

If the DIY attempt involved live electrical work, gas, or sealed combustion devices and you cannot verify the current state of the circuit, line, or burner, the right move is to refuse the scope as quoted and re-quote at a level that includes verification. A receptacle that "works now" after a customer wired it backstab in the dark is a fire risk you do not own by walking away; it is also not a risk you should pretend to fix by tightening the cover plate.

A receptacle, switch, or fixture that a customer worked on with power on must be de-energized at the breaker before any further investigation. Verify dead with a known-live tester before touching conductors. Backstab connections that were yanked or re-pushed are unreliable; replace the device or move the conductors to the side screws. Aluminum branch wiring discovered during a DIY-induced visit requires AlCu-rated devices and antioxidant compound, not standard receptacles.

Step 7: Document for the file

Photograph the as-found condition before touching anything: the DIY attempt, the collateral damage, the original symptom area. Photos protect both sides if the conversation about scope drifts later. Note the customer's verbal account in the ticket, the change order presented, and what was approved before work began.
